A firmware with Pocket has not been officially released for any of the devices other than the new Aura (not the HD). CS either thought you had the new one or else they were clueless but doing a factory reset had no chance of getting it for you. It is coming for the Aura HD and Glo in a firmware upgrade hasn't arrived yet and Kobo doesn't give release dates for firmware upgrades.
