The lines indicate a broke screen. This is something that could have happened hours/days before the damage became apparent.

Either way, try contacting Kindle customer service again. And make sure it is KINDLE customer service, not Amazon customer service. They tend to be more forgiving when it comes to replacing broken Kindles.
