I know what you mean - but if you can't even get it to factory reset (I had to do mine when I put a book on it that it didn't like) I'm not sure what else you can do. At least they're familiar with Calibre (at least enough to suggest using it in their user's guide).
But maybe someone else has a better suggestion.
